Why the Airlines are Tanking

Over and above the rising cost of fuel, the airline industry has more than lost its way. I’m talking about the overall customer experience. In the last few months of travel, my experiences have been nothing short of terrible. Late flights, missed connections, no explanations, no help. Now I understand that stuff happens when traveling for business or pleasure. But really, how can an industry who relies upon its passengers to make money lose the entire concept of the customer experience?

Jet Blue is among the exceptions. When they screw up, they acknowledge this to their passengers and entire customer base. This is something I appreciate. I have not been on Southwest so I cannot put them in this category. Two of my recent experiences were both with US Air. One was a missed connection for the last flight out to Boston for the evening.

They kept making promises about most of us “should” make our connection. But then when we didn’t, there were no apologies or details. They just handed us rebooked tickets for the next morning and said, well you can either stay at a hotel or remain in the airport overnight. No information was provided about local hotel numbers, which would have been enormously helpful. Fun. You’re on your own. See you in the morning.

The second US Air experience was an overbooked flight. The experience was fraught with anxious passenger energy as they kept moving some passengers aside while boarding, and boarding others. No explanations, no frills. Just “please step aside Ms. Grant”… Then they closed the jetway door, which is a clear indication the plane is taking off without me and 20 other passengers. All we heard was lots of typing and a heartless courtesy “We’ll be with you as soon as possible” from the gate attendants.

So, I want to know why don’t they care about the customer experience? Especially when its their fault. I just don’t get it. I did eventually get to where I needed to go, but not without irritation and frustration. And I know there are others out there who have experienced something far more awful than what I described. The question is, why don’t they care about what passengers experience with their brand???

I will avoid US Air from now on, and use my 2 favorite airlines whenever possible. I’m sure that’s not the result US Air wanted, but they don’t seem to care so why should I? ***

Friday´s are Full of Blessings

I had promised a blog friend over at Daily Blessings that I would post my weekly blessings on Fridays, and last Friday came and went I did not post anything. So I apologize for my lack of organizational skills! The purpose of this post is to express your blessings for the week. I find it a great exercise to meditate on God´s goodness.

So, what am I thankful for? Several things, and I will name them here.

- I have joined an internet intern program, and I am learning new task and enjoying it very much. While some task may take me longer than usual, at this point I don´t mind because I am learning.
- A successful work week. I currently work in tourism, and our school group came in just fine and there are no problems, not that there usually are but one never knows. The kids are having a good time.
- My husband secured an awesome business deal, one almost too good to be true. It pretty much fell on his lap and we are still in shock how this came about. The deal has closed, and the Lord blessed him with two christian partners. The three men have different strengths to make the business profitable.
- I am thankful for Jet Blue. You can read my prior post regarding the story.
- I have also signed up for a teaching foundation course at Global Ministry Resource International Training College. This is the same Bible College where I received my ministry credentials, and the only place where I will learn as a student. While I may read other books on different subject, this ministry is the one I trust with my ministry training, especially since what I learn here is what I will be passing onto others. This teaching course is new for me. I have completed others but this is an area that the Lord is leading me in and where I must go right now.
- I celebrated another year on my life. Yes I turned a year older. I am healthy, and feel as though I am on a new road of learning and maturity. Seems we never stop learning, growing and maturing.
- I will be going to the States for two weeks at the end of March. The purpose is business, but the good thing is I can spend some extra time with my other siblings, and my hubby will be joining me for a week. Since I have some business errands to run, he will be my guide and driver!

My week has been blessed indeed. Why not meditate on your blessed week? I am sure they are there, even if you have to look under the rubble.***

For centuries the workers of the world have had to locate within commuting distance of their work. It was necessary because their work could hardly travel to where they lived. Not anymore. The paradigm of moving work to people rather than moving people to work is being adopted more and more by progressive companies who understand that there are benefits that devolve both to the enterprise as well as to employees.

For the employee working at a remote location, telework provides for a choice in lifestyle, living where they want to live, as well as reduction in time (and energy) spent commuting. According to the US census, the average worker spends more than 100 hours a year commuting. During this time they consume approximately 150 gallons of gasoline, which in these days of $3 per gallon of gas is about $500 of after tax income.

For the enterprise, telework allows for greater diversity in the organization, drawing upon individuals from many cultures and perspectives regardless of location. Diversity of perspective usually allows for more ideas in a shorter period of time - a more innovative and productive environment. It also provides the opportunity to reduce costs on office space and other fixed costs. Virtual presence enables easier movement of work between locations based upon time zones. As new work locations start their day, they can be brought into the enterprise processes unnoticed by the end user. Jet Blue has been known for using this technique for its customer support.

One of the areas the IT industry is focusing on is Unified Communications. This involves the use of Voice-over IP technologies (VoIP) to provide transparent access to individuals over voice, messaging and video. In the past the data and voice networks were managed and accessed separately. We are moving into an age where information delivery is taking place over the same mechanism regardless of format, based on standards like Session Initiation Protocol (SIP).SIP can be used to create two-party, multiparty, or multicast sessions that include Internet telephone calls, multimedia distribution, and multimedia conferences and is the basis for most VoIP products and services.

Unified communications is becoming the de facto source for information about the context of the individual: where they are located, what role they're playing, what they've worked on in the past, as well as their availability. The focus will with employee identity at the core. Once an organization makes the transition to the approach it will enable:

- Better access to experts - Pools of expertise can be defined within the enterprise and that pool can be addressed directly. Anyone within that pool can respond as they are available. This will reduce the constraints upon the individual. This pooling approach will also allow for the distribution of work in automated workflows.

- Reduced response time to events - When an event takes place where a decision needs to be made or assistance given, the enterprise can draw upon the context information to send it to the people who are actually available to respond. Escalation techniques can be defined so that response time can be defined and controlled more effectively than ad-hoc relationship based approaches.

- Reduced travel costs - As organizations begin to develop a common understanding of how to access an individual, it will not matter if the person is in the same building, on the same continent or working at home. They are represented in the enterprise in a simple and consistent way that can be accessed reliably.

- Accelerated project delivery - Knowing how to find individuals or groups with equivalent capabilities removes latency from projects. Being able to find the status of the people on the project and pull together a conference call on the fly and reach a consensus quickly will improve the agility of organizations and reduce time to market.

- Greater control over IP - In order to facilitate the information flow for the environment described, more sophisticated controls will be required and everyone will benefit.

When combined with workflow techniques that capture the context of the enterprise and role based security, the work environment can be made responsive while still environmentally conscious. All of this will enable an enterprise to reduce the latency in the decision making process and accelerate value generation.

One additional element of "Virtually There" merits mention - if alternative work arrangements become prevalent in a location, the infrastructure necessary to support the community can be undersized to that which would normally need to be in place. Fewer roads = more vegetation to process CO2, less solar absorption, less energy needed to make the concrete that makes the roads, etc. etc. etc. Moving work to people rather than moving people to work has benefits on many levels. ***

Excellent post !! I myself am a big proponent of telework and am constantly on the lookout for technologies that can make this happen.

I wonder if there is any formal study done on the comparative environmental impacts of "getting work to people" vs. "getting people to work". At a gut feel level, it seems obvious that there are less environmental impacts if people were not traveling to work. However, what about the impacts of all the technology (and the materials involved for it) that are needed to deliver the data bits to a worker's home. What really is the impact here? The question is more relevant for my country "India", where home access is still not at a level to allow seamless productive work from home and a lot of technology infrastructure needs to be improved / put in place to make that happen. I would be really interested in seeing a formal comparison.

On the technology front, I recently checked out Cisco's telepresence solution. Seems really impressive, but looks like it requires quite a bit of infrastructure investment and not yet "home ready".

We usually talk about this as moving bits not atoms. There are a number of good technologies out there to facilitate this. Cisco does have an impressive solution.

Currently the infrastructure requirements are a bit high to use this effectively, but like everything else it will diminish over time. ***

Jet Blue Rocks!

It’s been a while since I’ve flown Jet Blue, but now as I sit on my sixth of seven flights this week I have to say this may be the best coach experience I’ve ever had. I’m sitting by the window which is only ever my choice for a red eye, and I can’t believe how much room there is here. Even the middle seat looks decent here … I’ve got ample room to my side and the leg room is amazing. The plane, an Airbus 320, seems new and clean as these things tend to go. The tray table is both full size and adjustable so you can legitimately do some work if the need arises. I love it! Traveling is enough of a pain without being squeezed into a crappy seat without basic comforts.

I’ve been on AirTran, Delta and American so far with a return from Palm Beach on AirTran again on Sunday. The middle seats I was jammed into on my two American legs to and from Chicago were far too snug and the tray table was hard to get away from for the typing I needed to get in … Even on the N810 with Stowaway. I can lean forward without touching the seat in front of me, and I would not even care of the seat reclined all the way in my direction.

DirecTV is a bonus for me as I don’t usually watch the video (with audio) except on longer haul flights.. Tonight I’ve enjoyed some of the NCAA Womens’s National Swimming Championships as well as some of 16 Candles while listening to Hot Chip, MGMT, Radiohead and Tom Middleton on the Zune.

All told a very solid flight experience. If it’s at all possible to work JetBlue into my plans I’m certainly going to try.

Flying Virgin America, Not My Cup of Tea
I recently had to take a business trip from Washington DC to San Francisco. Upon shopping for flights I found that Jet Blue (to Oakland) and Virgin America (to SFO) were the same price. I decided that I would give Virgin America a try since I had heard so much hype about them. Here's my short-form review of the flights:

Pros:
1. Being able to order food when you want, through a touch-screen, is a nice feature. The food was even decent, albeit a bit expensive for airline food.
2. Rows 3, 9 & 10 have an enormous amount of leg room. It will cost you $25 extra to sit there though (see Cons).
3. Planes are new and super clean. The A320 is a nice aircraft and pleasant to fly on.

Cons:
1. The entertainment system, while neat, still needs a lot of work. Movies skipped, 50% of the TV channels showed the can't get the signal message and many of the features of the system (including internet access) aren't yet implemented. Also, the AC outlets in our row didn't work and the flight attendant just shrugged it off with a "We're working on those sorts of things." Also, the TV channel selection left me wanting for the Jet Blue lineup that includes local channels (NBC, CBS, ABC and FOX) which are not included on Virgin.

2. The leg room is paltry. While certainly better than United or American, it doesn't compare with Jet Blue. While this is nice for using the touchscreen (you barely need to reach up), it's no fun for long flights.

3. I found the leather seats, while nice to look at, uncomfortable. For some reason I couldn't get the headrest in to a position that felt good.

4. The arms between the seats only go up about 75% of the way. This stinks for those of us on red eye flights that would like to lie down in our empty row, or for parents with kids, lovebirds, or the obese. Who's design decision was this?

5. I'm assuming in an effort to achieve profitability, the utilization on the Virgin America aircraft is targeted at a very high number. This means that delays spiral throughout the day and many people get stuck. On my return from SFO my redeye was over 4 hours late and the flight on the next gate going to Vegas was over 6 hours late. The amazing thing as that these delays carried in to the next day when my flight arrived in DC and was supposed to have turned around and gone back to SFO over 3 hours earlier. Who knows how late the redeye was going to be that night.

Neutrals:
1. Because of all the hype, I thought I needed to mention the mood lighting. Seriously, does anyone think that pink and purple lighting is going to make their flight better? It was just an oddity as far as I am concerned.
Final Thoughts:
If my option is to fly Virgin America instead of United, American, Northwest, Southwest or their ilk, I probably will. However, I will not choose Virgin America over Jet Blue. Jet Blue is more polished, has much more leg room and the entertainment system just works. Perhaps I'll give them another shot in nine months or a year, when they've had a chance to work out the bugs, if they're still around. ***

Flying Hotspots?
I was in Boise a few days ago, waiting for my wife to run various errands, and I had my notebook with me. I thought, "What's the chance that I can find a wireless hotspot that isn't encrypted so that I can check my email?" I searched for wireless networks--and I found a couple of them that appeared. They were weak, but I seemed to be able to connect to them--and then they disappeared.

About five miles away, an hour or two later, I tried again--and again, two wireless networks showed up--and then disappeared. A few minutes later--one of them showed back up again--and then disappeared again. And while one of these mysterious wireless networks had what was obviously the Linksys default name, the other had the name "Jet Blue Hot Spot."

Was it possible that I was seeing passenger jets on approach to Boise International? They might be at 10,000 feet or less--which is less than two miles--just barely within the range that I would find possible. This might explain why I would see them, then they disappeared, then reappeared a few minutes later. It might be the same plane, flying in a circle, or multiple Jet Blue planes all configured with the same wireless network name. ***

The 10 Changes a CEO needs to make to win young consumers

Stephen Covey, author of “the 7 habits of highly effective people” said “The way we see the problem is the problem”.

In the context of marketing to youth this statement reveals many aspects of our industry taken for granted.
How can the marketing of technology truly claim to understand the nature of their consumers when the lens through which they view the consumer is fundamentally distorted? I am referring here to the language we choose to use to describe our marketing challenges.

For example, only drug dealers and the technology industry refer to their consumers as “users“. “Mere semantics” you may say. When we label someone a “user” we also infer a lack of decision making capability - the inference being that they merely “use” the service as opposed to actively exercising choice over the services they consume. Tesco, Nike, Starbucks, Red Bull, Scion, Coke and Jet Blue do not have “users”.

Language shapes strategy. A company may talk up the need for being “customer centric” but as long as it continues to refer to the very customer as “users” in all its internal memos, literature and conference presentations it is merely paying lipservice to idea. The core DNA of the company remains unchanged.

Similarly, language shapes how we view our industry and, importantly, our unique role within that industry. If we talk of a “value chain” as we so often do at industry conferences we imply a serial chain of relationships stretching from the product development across to the “end user”. Note: The END user - the consumer who only features at the “end” of our considerations. “Value chains” represent the legacy of an industrial era that has long been surpassed by the need for a new lens of interpretation. No longer can we simply produce the goods and shunt them along the value chain through the modern era equivalent of warehouses onto the market in the hope that, through lack of real choice and information, the “user” is constrained to purchase.

Toyota and Tesco both know that the mental construct of “chain” is not only irrelevant but also uncompetitive in their industries. GM’s “Value Chain” approach to its suppliers created a lens through which the company viewed the dealers as their customers. Why? Because the chain inferred the most important relationship in the industry was their immediate neighbour in the chain. Both Toyota and Tesco have long implemented an inclusive “value network” approach to their consumers - start with the consumer and build out the supplier ecosystem around adding value to their needs.

Marketing to young consumers requires exercising the discipline to change.

From CEOs to marketing managers, strategic initiatives without the necessary fundamental internal structures conducive to long term change are wasteful and demotivating. When the CEO of a leading mobile operator stands to address the 3GSM crowd in Barcelona claiming a 2 year strategy to “win the hearts of minds of young consumers”, your interest in naturally piqued by the vision. That is until, however, he follows up with a claims that they truly “understand end user needs”… ***

Leadership and The Dirty Work
Jet Blue Airlines | The airline, Jet Blue, has been featured in many magazines as a new company that has hard great results and success so far. A lot too has been mentioned about the challenges they face ahead and about the culture they created at the start and are working hard to foster now. One of the many things that sets Jet Blue apart is their focus on teamwork.

Here's one example. They have no cleaning crews - every employee on the flight (including pilots and those not working but on the flight) cleans up the plane. This saves time and money - both things very important to any business. When I say everyone helps clean, I mean everyone - including the CEO, David Neeleman. Neeleman helps the flight attendants hand out snacks and helps clean up. This takes Neeleman's words about teamwork and turns them into action. He is quoted as saying, "You can't ask employees to do something you aren't willing to do yourself."

I learned this lesson from my father growing up on a farm. There were many tasks I was asked to do - some of them much more unpleasant than picking up newspaper and snack wrappers on a plane - but all of them were done knowing that my Dad had done them and was willing to do them still, even if he had higher priority work to do. This is an extremely important lesson for us as leaders. Being willing to do the grunt work, the dirty work (call it whatever you want - on the farm there was some VERY dirty work) builds commitment and shows that all of the work in the organization is important.

As a leader, please don't push this off saying you want to delegate and make people responsible for their own work. Delegation and ownership is important to be sure. If you always delegate the unpleasant stuff, but always want to help with the more glamorous tasks, your comments of delegation will fall on deaf ears.
Help. Show up for clean up. Be a part of the team. These actions will make you a better leader. ***

Airlines of North America
The airline industry is in a constant state of flux. In 2005, Trans Meridian Airlines quit doing business while EOS Airlines and Maxjet Airways took to the skies. By early 2006, Independence Air quit flying and Virgin America announced that they were seeking U.S. government approval in hopes of taking their first flight. Beyond the U.S. borders, the Mexican airline industry is in the process of being revolutionized as the Mexican government divests itself of interest in two leading carriers. With this particular decision a handful of new carriers are set to take off south of the U.S. border. To keep track of the all the changes involves a ton of work, but I've done the hard work for you. The following list contains all of the current airlines serving the Canada, the United States, and Mexico. Stay tuned…more air carriers are certain to follow while some existing carriers may call it quits!

How many names do you recognize? Some carriers are strictly charter operators while others fly regionally. Still others are very small operators of Cessna aircraft, not what you might consider “airline” aircraft, but in the eyes of the Federal Aviation Administration they are:
